What changes when you leave the WhatsApp phone app

For many Malaysian SMEs, the business WhatsApp lives on one phone. Usually the boss’s, sometimes a “shop phone” that gets passed around. It works, until it doesn’t.

Moving that number onto the WhatsApp Business Platform (the API) fixes a lot. It also changes how you work. Here is what to expect, so nothing surprises you.

What you gain

  • Many hands, one number. Staff reply from a shared inbox on their own logins. No more “who has the phone?”.
  • Cover when nobody is free. An AI CS employee can answer at night and on weekends, on the same number.
  • A record that isn’t one phone. Conversations live in your business system, not just in one handset’s chat list.
  • Structured messages. Buttons, lists, booking flows and approved reminders.
  • Control. You decide who sees what, and you can review what was said.

What changes

1. The 24-hour rule becomes real. On the API you can reply freely within 24 hours of the customer’s last message. After that, you need an approved template to restart the conversation. On the phone app, many owners never noticed this rule. See our glossary.

2. Messages have a price. Meta charges per delivered template message and, from 1 October 2026, per service message too, at rates that vary by market. On the phone app you never saw a bill for messages. Ask your provider exactly how this is billed.

3. Broadcasting needs opt-in and templates. Meta requires you to get customer opt-in before sending templates, and the opt-in must make your business name and intent clear. The days of blasting your whole contact list are over, for good reason.

4. Your history may not come along. What happens to old chats depends on how you connect. Some providers require you to delete the WhatsApp account on that number first, and say chat backups can’t be imported. Ask before you switch, and export anything you need.

Coexistence: keeping the app as well

Meta now supports a setup sometimes called “coexistence”. A business using the WhatsApp Business app can connect that same number to Cloud API through a Meta partner. Meta’s docs say the business can still send one-to-one messages from the Business app, and WhatsApp keeps messaging history in sync between both. It requires a recent Business app version and a provider that supports this flow.

It is a useful bridge, but decide who answers where. Two people replying to the same customer from two places is how double-answers and mixed messages happen.

New habits for the team

  • Use the inbox, not your personal phone, for customer chats.
  • Write answers into the knowledge base instead of retyping them; the AI and new staff both learn from it.
  • Take over properly. When you step into a chat the AI is handling, use takeover so the AI pauses.
  • Agree on after-hours rules. What the AI handles, what waits for morning, and what the customer is told.
  • Review weekly. Skim conversations, fix wrong or missing answers.
